LAS VEGAS, NV — A five-month internal study by Axtora Corp has identified a key factor that determines whether lapsed users return to a digital communication platform: the speed of the platform's response to their last support request. The study, which analyzed anonymized data from over 84,000 support interactions across 31,600 accounts, found that customers who received a reply within two hours were 2.7 times more likely to re-engage within 30 days compared to those who waited over 12 hours.
The research grouped accounts into four cohorts based on the time to first substantive response. The findings show a near-linear relationship: each additional hour of delay reduces the probability of return. The most significant drop occurs between the two-hour and six-hour marks, where re-engagement rates fall by 12.5 percentage points, a larger gap than any other interval. This suggests the first two hours after a support request are a critical window where users are still contextually engaged.
The study also tracked recovery rates at the 90-day mark. Among users who had not returned after 30 days, those in the fast-response group showed a 38% recovery rate, while the slow-response group achieved only 11%. This trend underscores the long-term impact of timely support.
Perhaps the most striking finding came from a subset of 6,200 accounts where the platform proactively reached out based on early engagement signals, before users filed a support request. This group achieved a re-engagement rate of 81.2% within 30 days, 6.8% higher than even the quickest reactive support group. The average time from behavioral trigger to outreach was just 47 minutes.
This finding challenges traditional reactive support models. Axtora Corp notes that proactive outreach, which identifies behavioral signals of friction and addresses them before a user asks, produces the highest engagement returns in the dataset. This structural advantage cannot be replicated by waiting for users to request help.
